THE CXLTD PERSPECTIVE
Start with the friction
Look for the moments when customers wait, repeat information or lose context between channels. Pair that view with the agent’s workflow. A transformation plan should address both sides of the interaction, not simply introduce a new interface.
Connect experience and engineering
Journey design needs clear technical ownership. Identity, data access, routing and exception handling should be part of the design discussion from the start. Teams can then make trade-offs consciously instead of discovering constraints during rollout.
Keep the improvement loop open
Review actual demand and service outcomes after release. Use customer feedback and operational evidence to refine the next change. The objective is a sustainable capability for improvement, not a one-time technology launch.
