Choose measures that describe the journey
Containment, handling time and service level describe different parts of an operation. Read them alongside repeat contact and task completion. A shorter interaction is not necessarily a better experience if the customer needs to call again.
Establish a comparable baseline
Record channel, demand mix and operating hours when comparing performance. Changes in staffing or contact reasons can alter results independently of technology. Keep definitions consistent and document exclusions before drawing conclusions.
Turn a finding into a decision
For each issue, identify the affected journey, the likely constraint and the evidence still needed. Prioritize changes by customer impact and implementation risk. This makes analysis useful to delivery teams without presenting assumptions as proven results.
